Big Problem

Customers invested significantly in advanced imaging equipment but often viewed extended warranty coverage as optional rather than integral to protecting their long-term operations. This limited recurring revenue while increasing customer exposure to post-sale uncertainty.

Symptoms

Customers love the system, but it’s expensive enough that they decline the expense for warranty.

They’ll call us when something breaks.

How do we help customers see long-term service as part of the investment, not an add-on?

The Context

The commercial system positioned warranty as a transactional afterthought rather than part of the customer’s long-term success. Customers evaluated warranty based on additional cost, instead of reduced operational risk, limiting customer lifetime value.

My Role

  • Designed post-sale value conversation that connected ongoing service to long-term customer success.

  • I translated warranty from a product add-on into a confidence-building component of the ownership experience by reframing its value around operational continuity, clinical confidence, and reduced long-term risk.

Enabled through: commercial messaging, value proposition refinement, sales enablement, customer evidence, risk-based positioning, email campaigns, establishing customer newsletter

The Transformation

The commercial conversation shifted from “How many years of warranty would you like” to “How do we help protect the value of your investment over its lifetime?” Customers increasingly viewed service coverage as an extension of the product experience rather than a separate purchasing decision.

Impacts on Commercial Health Indicators

↑Customer Lifetime Value

↑Commercial Evidence

↑Institutional Clarity

Results

Increased warranty attachment from approximately 15% to 60%, representing an estimated expansion of warranty-covered revenue opportunity from roughly $1M to approximately $6M across a growing installed base.

Enterprise Impact

Strengthened recurring revenue, improved customer lifetime value, and reinforced long-term customer relationships through greater confidence in post-sale ownership.

Takeaway

What customers really buy is reduced uncertainty post-sale.

Why This Works

Economic buyers evaluate every post-sale purchase through the lens of future risk. When organizations position service as protection for business continuity rather than as an optional product, the conversation shifts from cost to confidence. That change in perception increases adoption of value-enhancing services while strengthening long-term customer relationships.
